A household looking for extra help on Brightmere's website can find a clear promise: a specialist Customer Care team member will call back within 48 hours. Finding a published measure of how often that happens is more difficult. The supplier declined to provide waiting-time figures when asked by The Consumer Desk.
The request formed part of an attempt to compare how suppliers describe specialist help. It asked what starts a waiting-time measure, whether an unsuccessful call counts as a response and whether the figures include customers passed between teams. Without consistent answers to those questions, an advertised callback and a completed specialist review describe different things.
Customer Leonie Pentrell says that distinction has been difficult to follow on her own account. She describes telling an adviser about a change in personal circumstances and expecting someone else to call. 'I didn't know whether I was waiting to get onto a list or waiting for somebody already dealing with it,' she said.
Pentrell did not provide a complete sequence of account records, and her recollection cannot establish Brightmere's general performance. She says the problem was having to ask what was happening without knowing which part of the process the company considered complete. She would have preferred a clear explanation of the next contact.
Brightmere said its specialist team supported customers whose circumstances required additional help. Asked how current performance compared with the website's callback promise, the supplier said it did not publish the requested operational figures. It encouraged customers concerned about an individual case to contact the company so that the account could be checked.
Independent advice worker Russell Carden said customers often described a referral as if it meant that someone had taken responsibility immediately. 'The words matter,' he said. 'If someone is told they have been referred, they need to know who will contact them and what they should do if that contact does not arrive.'
The Brightmere page carrying the callback statement shows a June 2021 review date. The company established Customer Care that month. Asked whether the published description still represented its current process, the spokesperson referred to specialist support being available but did not supply a revised deadline or a measured success rate.
This publication cannot produce a numerical supplier ranking from the information supplied. For Pentrell, a league table is less pressing than a clear message about her account. 'I don't need to know how many people are waiting,' she said. 'I need to know what I'm waiting for, and whether someone will tell me if it changes.'
